Fifty Ways to Leave AOL

I can't resist the temptation to comment on the news that AOL has settled with the state of New York in a suit over its cancellation practices. Having written only a few days earlier about the suggestions readers had for how to cancel AOL service, it's obvious we missed one pretty effective tactic. Namely, have your state attorney general force them to let you go.


Just last week I'd published a Reader Voices compilation of comments from readers who were in turned responding to my "It's Hard to Say Goodbye to AOL" piece from a few months back. Then this week New York Attorney General Eliot Spitzer announced AOL has agreed to a settlement in which it would remove obstacles for customers who wish to cancel. Spitzer's office had received some 300 complaints from New York residents that were obviously quite similar to those we've been hearing on the GripeLog.

Spitzer's people had found some particularly interesting facts about why AOL customers would meet with such resistance when they wanted to cancel the service. "The investigation revealed that the company had an elaborate system for rewarding employees who purported to retain or 'save' subscribers who had called to cancel their Internet service," the announcement read. "In many instances, such retention was done against subscribers' wishes, or without their consent. Under the system, consumer service personnel received bonuses worth tens of thousands of dollars if they could successfully dissuade or 'save' half of the people who called to cancel service. For several years, AOL had instituted minimum retention or 'save' percentages, which consumer representatives were expected to meet. These bonuses, and the minimum 'save' rates accompanying them, had the effect of employees not honoring cancellations, or otherwise making cancellation unduly difficult for consumers. Many consumers complained that AOL personnel ignored their demands to cancel service and stop billing."

It's small wonder then that so many readers have reported that their first attempts to cancel would fail. If the AOL reps have a bonus and maybe even their jobs at stake, of course they won't take no for an answer. It certainly makes you wonder just how bad AOL's business really is when they have to resort to such tactics just to keep up the appearance of retaining customers.

So, OK, it's nice we've got one more way to say goodbye to AOL. But doesn't mean that we've got 49 more to go? After all, if Eliot Spitzer can do this for AOL customers in New York, it seems like the other state attorneys general should be doing the same for their constituents.

The timing of this has got me thinking about another way we might use the Gripe Wiki. Counting this piece, I've done three stories in a matter of a few months on what is essentially one topic, and we now have far more information and many different perspectives on it than we did when we started. Can we take that material and turn it into one cogent, updated, and hopefully concise piece? The whole aspect of having to call someone to tell them I wanted to cancel in the first place is what irked me from the beginning. The entire process would actually take a few seconds if it were done with thru a listserv-like function, but no, I have to call someone and tell them why, in my own voice, their service is not for me. It doesn't make it a more difficult decision, it just makes the inevitable more stressful, and perhaps even begrudges me to never consider AOL again later on knowing that if I decide to cancel again I'd get such a hideous run-around and "but are you sure? I could give you an extension on your free trial days" blah blah whine blah. Shut up and cancel it, because I freakin' said so. Drop and give me 50 while you're at it.

It sounds like an all too common mistake made my beancounters. They attribue responsibility for something to someone who has little ability to control it. They put some hefty incentives/punishments behind it. Of course there is an extreme incentive to game the system, especially as such a system generally weeds out the honest quickly. For an example that dwarfs AOL, try the No Child Left Behind act.

as a former employee who worked in cancellations, the easiest way is to just hang up. After you call in, verify your account (by providing screen name, answer the the ASQ - account security question - the billing validator - last four digits of your payment method - or by providing the screen name, your name, and your complete address. Then simply say "I want to cancel my account" and hang up. By the guidelines AOL has set up, the representative MUST cancel the account. Also.. another great/easy way to cancel the account.. regardless of what name the account is under, even if it is yours, say that it is your son or daughters who is under the age of 18, and again, by the guidelines AOL has set up, the representative MUST terminate the account immediately. Hope this is helpful. :)

Out ouf curiosity , could you point out where an AOL subscriber would be able to find out that this is the appropriate way to cancel an account without having to read your comment on Ed's gripelog?

I think his entire point is that the only way to cancel AOL hassle-free is by having insider information. The lawsuit showed that AOL was shady and underhanded in many entertaining ways, it's not like hiding ways to expedite your cancelation is a surprise. If it's out there it's buried on a backup of an internal intranet on an unused web server ten folders deep and unlinked to anything.

Actually, while it may not be posted online anywhere (unless you can magically find access to eSource, which is the online AOL employee reference site and requires not only internal access priveleges but also a secureID) I do still have the paperwork I receid while in training which states all of the polices and procedures we were meant to follow. And cancelling the account once someone says "cancel" and the call is disconnected while the account is verified, is mandatory.

Sorry, I should have said "publically and officially". I know it'd be in the AOL rulebooks and probably scattered around various forum posts online if one looked hard enough. (Like here.) But it wouldn't, say, be in the terms of service.

It doesn't make it a more difficult decision, it just makes the inevitable more stressful, and perhaps even begrudges me to never consider AOL again later on knowing that if I decide to cancel again I'd get such a hideous run-around and "but are you sure? order viagra , cheap viagra I could give you an extension on your free trial days" blah blah whine blah.

So, AOL wants to try to make it seem like they care about protecting members by offering anti-virus, spyware protection, parental controls, etc.. But they actually would prefer members to cancel and be at AOL.com, xenical , levitra , clomid , buy viagra online where users would not receive ANY of those things, simply because there is more money in it for them. Now the reason why representatives from cancellations can be so pushy sometimes, is because of exactly what you said.

Yeah we did receive bonuses for making saves. However, we did not actually receive those bonuses unless we met a saves rate of 49%. Which meant that with everyone calling in, we had to save at least half of those calls. It was based on a sliding scale, but began at $0.50 per save and the more saves you got, the higher up the payment went. Also.. we recieved more than just one bonus. We received a 24hr retention bonus (which basically meant if the person did not call back within 24 hours, it was counted as a save we'd be paid for) and also a 90 day bonus (if the member stayed with us for 90 days without calling back in to cancellations) which started at I believe $4.00 per each one, and went up to $9.00 depending on how many we had. We also were given incentives based on our productivity. Sometimes they would play games.. one in particular.. poker.. they would put 3 cards up on the wall, and everytime you'd get a save, you would receive a card yourself. Whoever had the best poker hand at the end of the day, won a prize. Also, "pass the balloon" which meant we started with a balloon that went to the first person who received a save for the day. As the day went on, that balloon would be passed around to each person as they received a save, and whoever had it at certain times would receive a prize. I'm honestly not proud of the time I spent working for AOL. I loathed the person they wanted me to be and I hated the person I became. We were told to lie to members in order to make them think we understood what they meant. For instance, if someone talks about having children, we automatically say that we have kids as well and that's why we're glad AOL has parental controls.. and then we would go in depth on what all the parental controls entail. We would also be asked to tell little stories about how "our kids" were surfing the net and ended up in places they shouldn't have been, or talking to people who they shouldn't have. We were trained to make people feel the internet is an incredibly scary place and that without AOL, they have absolutely no protection or control over their own computers. Oh and yeah, I was let go because I actually had a mind of my own, and refused to lie to members in order to get cheap saves. I stood up for myself and my own beliefs and morals, and that's why I was let go. AOL does not have any decency at all. Oh, and now with the free AOL.com being launched, AOL actually prefers members to be on there because they receive MORE money from advertisers and whatnot than they do from paying members. So, AOL wants to try to make it seem like they care about protecting members by offering anti-virus, spyware protection, parental controls, etc.. But they actually would prefer members to cancel and be at AOL.com, where users would not receive ANY of those things, simply because there is more money in it for them. Now the reason why representatives from cancellations can be so pushy sometimes, is because of exactly what you said. Bonuses aside, jobs are literally at risk if you do not meet the required goals set up by AOL. Just remember when calling into AOL to cancel, if you choose to listen to the representative, as opposed to what I previously mentioned (hanging up, created by a minor, etc.) keep in mind that this is their job. Nobody I worked with was happy with what they did. And in fact, more than half of the people I went through training with are now gone because of being unhappy or simply by being fired. This is AOL, not the people. You just can't know what's "behind the scenese" and the expectations of you before you go to work for a company.

I can vouche for what the other person said. However , if you do call and say a minor created the account you will never get that SN again, even for AIM. AOL is deathly afraid of having to create a "cancel button". this is the reason they have you call in. Oh and for some useless info, you don't have to be the person who's name is on the account to cancel. Just say you're a family member, know the phone # and adress along with 1 SN and the account is canceled. listen for this "HERE'S WHAT I'VE DONE FOR YOU..." that's the scripted sales pitch begining.

Whoa, I called into the reactivation line while my DSL's been down this weekend because SBC said AOL had something to do with it (??? They might be BSing me.) and that was the only number I had. I asked over and over to be transfered to DSL billing, and I got a sales pitch with a stubbornness that would would make the sleaziest used car salesman proud, though it was all a mindless script.

At this point I'm not even sure whether my old account was reactivated against my wishes; if I start getting bills I'm going straight to the AG.

Oh, please. Last year my curiosity got the better of me with the new AOL whatever version. I decided to check it out. Once my 1500 hours mysteriously was used in a month or two, I decided to end the relationship. I checked their proceedure for cancellation, and followed through. I even checked for a few days to make sure it was cancelled. When I finally couldn't access, I figured we had parted ways. Lo and behold. Months later I get a nasty letter from AOL telling me I owe them months of service fees. I had to call them multiple times to explain I had cancelled, which they apparently had a hard time accepting. Finally I had to write to the division of consumer affairs. About another month or so later, I finally received word from AOL that they would be kind enough not to pursue action to collect the fees I "owed". This is one corporation in denial.

There's absolutely nothing mysterious about it, if you read the packaging. Generally, AOL says "1250 hours free!" but the small print adds that you have to use them all in something like the first 8 weeks. Well, if you do the math, 8 weeks is 1344 hours. The only way you can possibly use all the free hours they claim to give you is if you're online almost 24/7 for the entire "free" period, taking no more than a half hour or 45 minutes a day away from the keyboard for any reason.

The monumental gall involved in that kind of deceptive "offer" alone has kept me from ever being interested in subscribing to AOL.

Jeez, and here all this time I thought it was me. When I tried to cancel a year or so ago, I was put on to a customer service rep named James with an Indian accent (was this outsourced to Bombay?)who kept telling me over the course of 30 minutes that he was waiting for my account to come onscreen. I politely answered his repetitious qustions while slowly losing patience before finally giving him a 1 minute ultimatium that I'd better have a cancellation number or else......F**K Steve Case, and all those Yuppie, smug assholes at AOL I've met over the years in the DC area. Had they paid attention to their core business ........

It's not just AOL. I worked in a call center for a cell phone company in Canada, We had to handle so many calls per hour, call time average was to be below a certain time (3.5 to 4 mnutes). IF the call lasted more than the alloted time then we were encouraged to find a reason to break off and let them call back, "Have to keep the call numbers up, and the call times down!" Could only handle one problem per call, and were 'rewarded' if we saved or upgraded optional (extra cost) services. I came to realize it was not a 'Service Center' but a "Marketing Opportunity".

This is a bit dated, but it sort of fits in with this story. Several years ago I had an AOL account that I retained mostly because of my own inertia. (I really wanted to leave, but I never seemed to get around to it.)

Sometime in 1997 or 1998, the expiration date changed for the credit card I used to pay for the service. I updated the information in my account. As I recall, the date changed to 2000, and apparently AOL had a Y2K problem, because the next month my account was deactivated because my credit card charge had been rejected. I straightened it out with customer service and thought no more of it.

The next month the same thing happened and again I called customer service to straighten it out. The next month it happened again and they demanded that, because they had had multiple problems with my credit card, I send them a check for 2 months service which I declined to do. They had convinced me that they no longer wanted my business and I wasn't inclined to argue with them. End of AOL account!

The strange thing was that, as near as I could tell, the charges were actually being accepted by the credit card company, but then the AOL system was reversing them - maybe because their system thought the expiration date was invalid - and then disabling my account.

I always thought of this as a good example of what Bob Lewis calls, "Customer Elimination Management".

At one point, the only reliable way to have your AOL account closed was to send an email containing "unwanted" or "lewd" words. For example, sending out a reference to breast cancer was sure to do it, because "breast" was on the banned words list. That apparently doesn't work any more.

My dad made the mistake of signing up with these bozos when he got his first PC. I told him that it was a mistake, but he went ahead anyway. After a while he realized that it was impossible to use over his relatively slow dial up connection and he tried for several months to cancel his account. Finally, while he was on vacation, he lost his wallet, so he had to cancel all of his credit cards. As a result, his account was cancelled. They tried to dun him for the intervening months even though he had stopped using the service long before that, but eventually gave up. So if you are using a credit card and can afford the time to switch, call your CC company and tell them you lost your card and they'll send out a new one right away. Problem solved.
